会不会投诉、会不会道歉,是商务英语水平最明显的体现之一。两者都有一套固定的结构,也都容易在同样的地方出问题。
投诉:批评问题,而不是人
英语的惯例是把"人"排除在讨论之外。比较一下:
❌ You didn't send the report. ✅ I don't seem to have received the report.
❌ You made a mistake in the invoice. ✅ There appears to be a discrepancy in the invoice.
被动语态、there is 句型,以及 seem/appear 这类动词,能在保留事实的同时去掉指责。
投诉的四段式结构
1. 背景 → 2. 问题 → 3. 后果 → 4. 请求
We ordered the units on 3 March(背景)。They still haven't arrived(问题),which is holding up installation(后果)。Could you confirm a delivery date by Friday?(请求)
大多数无力的投诉都止步于第二步。真正制造紧迫感的是后果,让邮件真正起作用的是请求。
如何礼貌地逐步施压

措辞从头到尾都保持礼貌。压力的增加靠的是具体信息和截止日期,而不是情绪的升温。
道歉的四段式结构
1. 道歉 → 2. 承认 → 3. 简要说明原因 → 4. 补救
I'm sorry about the delay(道歉)。You should have had this on Monday(承认)。The file was sent to the wrong address(说明原因)。I've resent it and added a check to our process(补救)。
说明原因,不是找借口
简短的说明显得专业。冗长的说明会把责任推给别人,并抵消道歉本身的效果:
❌ I'm sorry, but I had three deadlines and nobody told me and the system was down… ✅ I'm sorry — that slipped through. It's with you now.
«Sorry, but…»这种说法常常会把前面的道歉完全抵消。有时候,话说到这里就打住,反而更好。
假道歉,以及为什么不该用它们
这些说法看起来像道歉,听起来却像冒犯:

真正的道歉会把事情原原本本说清楚:I'm sorry — I sent it to the wrong address. 主语、动词、事实,一样不少。
什么时候不需要道歉
下意识的道歉会削弱你在职场中的地位——在母语里礼貌用语更"自动化"的人身上,这个习惯尤其常见:
- ❌ Sorry for the delay in replying.(其实只晚了两个小时)→ Thanks for your patience.
- ❌ Sorry, I just have a quick question. → Can I ask a quick question?
- ❌ Sorry to be a pain, but…(接下来的请求明明完全合理)→ 直接说出请求就好
把 sorry 留给真正出问题的时候。为自己的存在而道歉,只会削弱真正需要道歉时的分量。
如果别人向你投诉
回应也有自己的一套顺序:先承认,不争辩,然后行动。
- Thanks for flagging this.
- You're right, that shouldn't have happened.
- Let me look into it and come back to you by this afternoon.
- I can see why that's frustrating.
第一步绝不能做的是解释。哪怕解释完全属实,只要放在承认之前,听起来就像是在自我辩护。
如果投诉本身站不住脚,可以承认对方的情绪,而不承认事实本身:I'm sorry this has been frustrating. Looking at the record, though, the order shows as delivered on the 4th — could we check the reference together?

I apologise 比 I'm sorry 更强烈、更正式。把它留给真正严重的问题——用在小事上,听起来要么讽刺,要么小题大做。
不要道歉过头
英式英语几乎逢事必道歉,但为同一个错误反复道歉,只会显得缺乏底气。清楚地道歉一次,然后转向补救。
道歉是一份计划,不是一种情绪。 对方需要知道你已经完全明白问题所在,以及接下来会怎么处理。一句清楚的歉意加上一项具体的补救措施,就能把事情了结;三段没有补救措施的歉意,只会让问题继续悬而未决,还得让对方顺带安抚你的情绪。
处理得体的投诉
A: We ordered these on the 3rd and they still haven't arrived — it's holding up the whole installation. Could you confirm a date by Friday?
B: Thanks for flagging it, and I'm sorry — that shouldn't have taken this long. Let me check with the warehouse and come back to you today.
[稍后]
B: They went out this morning, arriving Thursday. The order was held for a stock check and nobody released it. I've added a flag so that can't happen silently again.
A: Appreciated. Thursday works.
